I'm an Aussie too Kris and usually I would say challenge all the way but I think in this instance they are asking for the good will of the bank as they have been long and loyal customers. Unfortunately, banks are a business and loyalty does not come into it from their point of view. I think if they wanted to proceed then they should look at asking for a reduced amount to pay.
